One of the students at the shoe school went through this scenario, and reacted precisely as you do, when United Airlines LOST her luggage, tried to convince her it had been there & she just hadn't collected it (!) and then, when they found it, refused to send it to her on the west coast--insisted on sending it to her home. So there she was in the school for a week w/only the clothes on her back!! And yes, they were 'following a script' exactly as you describe, and did she ever take them to task!! Told the person on the phone 'you are NOT listening to me, you DON'T understand the problem--let me speak to someone higher up!' You have to get tough with these people to get anything done, it seems. And even then...!
